7.9 Complaints
The laboratory shall establish a documented process for receiving, evaluating, and making decisions on complaints, ensuring appropriate tracking, resolution, and communication with complainants.
7.9.1 Documented Complaint Process
The laboratory shall have a documented process to receive, evaluate, and make decisions on complaints.
7.9.2 Availability and Responsibility
A description of the complaint handling process shall be available upon request to any interested party.
Upon receipt of a complaint, the laboratory shall:
- Confirm whether the complaint relates to laboratory activities for which it is responsible.
- If so, take appropriate action to handle it.
- Be responsible for all decisions at all levels of the complaint handling process.
7.9.3 Elements of the Complaint Handling Process
The process for handling complaints shall include at least the following elements:

Complaint processing: Description of the process for:
- Receiving, validating, and investigating the complaint.
- Deciding on actions to be taken in response.

Tracking and recording complaints:
- Maintaining records of complaints and actions undertaken to resolve them.
- Ensuring appropriate action is taken based on the investigation.
7.9.4 Verification of Complaints
The laboratory receiving the complaint shall be responsible for:
- Gathering all necessary information.
- Verifying the validity of the complaint.
7.9.5 Communication with Complainant
Whenever possible, the laboratory shall:
- Acknowledge receipt of the complaint.
- Provide the complainant with progress reports and the final outcome.
7.9.6 Review and Approval of Complaint Outcomes
The outcome communicated to the complainant shall be made by, or reviewed and approved by, individuals not involved in the original laboratory activities in question.
This process can be performed by external personnel.
7.9.7 Formal Notice of Complaint Resolution
Whenever possible, the laboratory shall provide the complainant with formal notice of the conclusion of the complaint handling process.
